How to answer reviews: rules and worked examples

A reply to a review is not written for its author. It is read by the people currently choosing between you and the next result, and they judge from it how you behave when something goes wrong. That is why a calm reply to a harsh review often earns more than the review itself took away.

Answer every review within a day, positive ones included. For negatives, follow the pattern: thank them for the signal, acknowledge the fact, explain the cause without excuses, name a concrete action, and move to a private channel. Do not argue, do not accuse the author, and do not use templates: an argument in the comments is read by dozens of people, and the company always loses it.

Why it is worth doing

Platforms account for a company's activity: a listing where the owner replies gets a small advantage. But that is not the main point.

Someone choosing a contractor reads negative reviews more carefully than positive ones — and reads your replies alongside them. A company with no replies looks indifferent. A company that looked into it and wrote how the matter was resolved looks more reliable than one that simply has no bad reviews.

A perfect rating with not a single negative review raises suspicion. A few resolved situations do more for trust than a flawless wall of fives.

General rules

  • Answer everyone. Positives briefly, negatives in full.
  • Within a day. A reply a month later reads as a formality.
  • As the company, but like a human. No officialese and no over-familiarity.
  • No templates. Five identical replies in a row are obvious.
  • No arguing. A public row is a loss for the company however right you are.
  • Use the name. Addressing someone by name shows a person is replying.

A structure for replying to a negative review

  1. Thank them for the signalOne sentence. Not a templated «thanks for the review» but something real: it matters that they wrote.
  2. Acknowledge the factWhat genuinely happened: they waited longer, the estimate was wrong, nobody called back.
  3. Explain the causeBriefly and without excuses. One sentence, no shifting blame.
  4. Name the actionWhat has been done or will be done so it does not recur.
  5. Offer to resolve it privatelyA phone number or a name to contact. Sort out the rest away from the public thread.

The whole thing fits in four or five sentences. A long reply reads as an excuse.

What not to do

  • Answer emotion with emotion. Even when the review is unfair.
  • Reveal order details: sums, diagnoses, addresses. That is a privacy breach.
  • Publicly accuse the author of lying, even if you are certain.
  • Ask them to delete the review in exchange for a discount. It shows, and it works against you.
  • Copy one reply to everyone: platforms flag it and people notice.
  • Ignore it. Silence reads as agreement with the complaint.

What to do about fake reviews

A fake review can be spotted by its signs: an account with no history, a review with no specifics, a burst of similar ratings in a short time, a mention of a competitor.

  1. Do not argue in the comments — you cannot prove it publicly.
  2. Reply neutrally: we cannot find such an order, please write to us and we will look into it.
  3. Gather evidence: dates, the absence of an enquiry in your records, screenshots.
  4. File a complaint with the platform, attaching that evidence.
  5. In parallel, build up the flow of genuine reviews — that works faster than moderation.

Platforms remove reviews rarely and slowly. Count on dilution rather than deletion: a few new honest reviews push the old one down.

Replies to positive reviews

These often get skipped, which is a waste: it is the cheapest way to show the company is alive. The reply is short, two or three lines.

  • Thank them by name and mention a detail from the review.
  • Do not sell in the reply — it reads as pushy.
  • You can gently suggest the next step: when to come back, what else you do.
  • Do not post the same «Thanks for the review!» twenty times in a row.

How to make it a process

Replies stop being written within a month if it is nobody's job. A minimal routine is needed.

  1. Assign one person as responsible.
  2. Turn on notifications for new reviews on every platform.
  3. Set the rule: a reply within the working day.
  4. Agree who handles difficult cases and how quickly.
  5. Once a month review the feedback together: recurring problems show up in it.

That last point gives more than the replies themselves. Three reviews about the same thing are not about reviews — they are about a process worth fixing.

Should we answer every review?

Yes. Positives briefly, negatives in full. Selective replies look worse than none at all.

How quickly should we reply?

Within the working day, a day at most. After that the people who were choosing have already read it and the reply loses its point.

Can we ask clients to delete a review?

You can ask if you genuinely solved the problem and they are willing. Offering a discount for deletion is not acceptable: it breaks platform rules and looks like buying silence.

What if a review is plainly false?

Reply neutrally and file a complaint with evidence. Publicly accusing the author is not worth it: from the outside it reads as a quarrel, not as the truth.

Should we reply as the owner or as the company?

As the company, but in plain language and signed with a name. An impersonal reply reads like an answering machine.

Do replies affect the listing's position?

Indirectly: platforms account for owner activity, and the replies themselves raise trust and the number of enquiries. There is no strong direct ranking effect.
